Which is interesting, considering that 80% of brands believe they offer a superior CX, according to Bain & Company. One brand that has seized the CX throne and continues to maintain their reign is Nike. The athletic apparel giant is known and loved globally. Our new guide, How Nike seized the CX throne , delves into the details of what makes Nike the powerhouse it is - from their creative use of technology to their ultra-personalized brand experiences .  One of my favorite points in the guide is how Nike blends their physical and digital customer journeys to offer an all-round exceptional CX. The brand doesn’t prioritize their in-store experience over digital or vice versa. Instead, they seamlessly integrate the two, giving customers the best of both worlds. Definitely a brand we can all learn from.  Merging your online and offline experiences can do wonders for your CX. But why is that? And how can you leverage this?   The power of an omnichannel CX Today’s customers are more connected than ever. As a result, creating a successful omnichannel experience has become essential to a superior CX. Customers are now engaging across digital channels and physical store locations, and the experiences you deliver need to be seamless on both.  An omnichannel CX ensures customers can engage with you on their preferred channels - whether online or offline. This way it becomes easier to form a positive impression of your brand. Today, 73% of shoppers use multiple online and offline channels throughout the customer journey, according to Harvard Business Review .   Merging the offline and online, Nike style Nike is no stranger to the benefits of offering a unified CX. They’ve been blending their physical and digital customer journeys for years and continue to do so in exciting and innovative ways. We partnered with Nike on an activation campaign that showed us just how committed they are to providing a holistic CX that wows customers every step of the way. The goal was to create a highly personalized campaign that showcased their ultra-soft, ultra-springy sneaker, the Nike Epic React. Our approach was centered on bringing the experience and feel of the shoe to customers without them actually wearing it.  To do this, we designed a 360° experience campaign that enabled customers to experience what wearing the shoe feels like through Nike.com, the Nike app, and interactive installations in Nike’s flagship stores. Whether they were at a physical store or in the comfort of their homes, customers could virtually explore the shoe and personalize it to their taste. The experience enabled them to build their own 3D runner based on their answers to questions about their running style and personal preferences.  Creative elements describing the shoe’s lightweight and bouncy nature helped customers visualize the shoe’s feel: as light as balloons, as soft as teddy bears, as responsive as springs, and so on. The end result was a personalized running experience that could be named, downloaded, and even shared on social media. Try it yourself, you can create your own 3D runner here . By combining online and offline channels, the campaign offered customers a unified CX and gave Nike the opportunity to connect with their audience through different touchpoints. Apart from winning multiple awards, the project gave customers the chance to experience Nike’s innovative new sneaker in a thrilling and memorable way. The campaign is just one example of how Nike seamlessly fuses together online and offline experiences to offer a holistic CX . Another testament to this is the Nike app, which offers customers access to in-store features like booking appointments with Nike experts, skipping the payment queue by opting for in-app purchases, and reserving items that are unavailable in-store or don’t meet their specific requirements. Not to mention the Instagram-worthy selfie backgrounds in stores that brilliantly boost the brand’s online presence.     Why consistency is key One of the trickiest parts of unifying online and offline experiences is maintaining consistency across the experiences you craft. Consistency is crucial to building trust and providing a positive and memorable CX.  Most brands struggle with maintaining consistency when scaling up. Digital ecosystems have become more complex than ever before, and there are an increased number of touchpoints that need to be looked after.  On top of that, teams often have to work with multiple departments, sometimes across different countries and time zones. This makes speaking the same language and keeping everyone on the same page progressively more difficult.  The answer to tackling these inconsistencies? A design center of excellence . In a nutshell, a design center of excellence connects all your design systems and files in a hierarchical structure, starting with your brand design system which sits at the top. This core system informs and influences all connected subdesign systems, ensuring consistent and on-brand designs across all products and experiences you build.  A design center of excellence is essentially the foundation of your digital ecosystem. There’s a lot more to it than its potential to create a more consistent CX.    Looking ahead It’s no secret that the metaverse is transforming the CX landscape. Our online and offline worlds are becoming even more enmeshed, making it all the more important to craft a holistic CX.  Unsurprisingly, Nike is well aware of this and is already one step ahead. In partnership with online gaming platform Roblox, they’ve created their own metaverse called Nikeland, where visitors can engage with the brand (and each other), access promotional offers, and immerse themselves in various experiences in Nike’s exciting virtual world. Last year, Nike blurred the lines between real life and virtual reality by bringing Nikeland to life through an incredible activation in their New York store. The first floor was transformed into a physical version of Nikeland through augmented reality (AR). Visitors could dress their personal 3D avatars in Nike products, engage in various AR games, and even design their own mini-games. The result of this seamless integration of Nike’s online and offline worlds? A whopping seven million unique visits to Nikeland from intrigued customers all over the world. There’s no doubt these numbers are increasing as you read this.  There’s a lot to learn from Nike’s long-term success. Of course, I’m aware that not all brands have the same resources to disrupt the CX game as Nike does - but that doesn’t mean you can’t be successful. Last week, I had the pleasure of speaking with Tara Knight, Adobe’s Senior Strategic Development Manager, about scaling design and the value of establishing and managing complex digital ecosystems via a scalable design infrastructure.  Tara and I spoke about how design positively impacts brand performance, why designing for scale requires brands to zoom out in their design process, and the need to move beyond design systems towards design infrastructures, or, in DPDK’s terms, design centers of excellence.  Watch the talk or continue reading for a breakdown of what went down.  The complexity of modern digital ecosystems   Most of today’s brands are dealing with increasingly complex digital ecosystems that are difficult to manage. It’s not just a website or app that needs attention anymore - every touchpoint, channel, and platform needs to be looked after. Every customer interaction has to be seamless, engaging, and on-brand.  You want to scale design, but the challenges that come with it aren’t easy to tackle. To name a few:  • Maintaining a consistent CX Even the most successful brands can fall prey to the dangers of inconsistency. The challenge is that most of the time, teams operate as little islands and often work across different countries and time zones. This makes it harder to speak the same language and keep everyone on the same page. • Keeping the creative flame alive Our digital activities are growing, and as a result designers are being pulled in all kinds of directions: updating websites with new branding requests, localizing promotional materials for different markets, and nitty-gritty design tweaks seem to be the order of the day.  This means that designers have to spend a significant chunk of their time on tedious and repetitive tasks, which not only costs them time away from honing their craft but can also stunt their motivation and creativity. • Reducing time-to-market There is a constant pressure to speed up time-to-market without sacrificing creativity. There’s always more work to be done, especially when you need to scale up, but not necessarily more time - or more budget.  • Building a culture of collaboration  Scaling design requires change, which not everyone is a fan of. Getting your whole team on board can be challenging, especially for brands with mature digital ecosystems.  • Organizing design files Finding, sharing, and distributing design files can be time-consuming and tiresome when you don’t have a centralized location. Questions like, “Where can I find the latest version of the brand logo?” or, “Where are those production files?” are all too familiar when working with a scattered design network.  These obstacles point to the need for a single source of truth that transcends departmental boundaries and connects your entire design network. What’s needed is a foundational infrastructure from which you can scale design with speed and consistency. In other words, a design center of excellence.   Design systems vs. design centers of excellence   Most brands tend to address the challenges of scaling design by investing in design systems. Which is a great first step - design systems help deliver a more consistent customer experience (CX), achieve higher customer satisfaction rates, and get products to market faster, says Forrester .  I’m a huge fan of design systems myself, but unfortunately they’re not enough to successfully scale design company-wide. A design system usually serves a single product or touchpoint. As your products and touchpoints increase, so will the number of design systems.  Imagine having dozens of products and dealing with that many design systems. Unless these systems are connected together in some sort of hierarchy (they usually aren’t), you’re at risk of facing design inconsistencies, duplicate work, and unbearably complicated design processes. That’s where a design center of excellence saves the day.  A design center of excellence is the foundation of your entire design network. It contains all your design systems and design files in a hierarchical structure, from components libraries and guidelines documents to production and design system evolution files.  At the top of the hierarchy is your brand design system , which connects and influences all systems within your design network. Kind of like a family tree, where your brand design system is the first ancestor.    Setting up your design center of excellence   I’ve already written about the multifold benefits of establishing a design center of excellence , like improved CX consistency, shorter time-to-market, increased cost-efficiency, and better collaboration. Zoom out and you’ll see that investing in a design center of excellence is essentially setting yourself up for an entire creative transformation.  As you can imagine, building a a design center of excellence is not something you can do overnight. It requires extensive research, solid planning, and a highly skilled team to develop and manage it. I call this team the guardians of the design galaxy, as they’re in charge of setting up, maintaining, and growing your a design center of excellence.  Your design guardians are a diverse mix - they’re creative strategists, product and project managers, designers, and front end developers. They make it easier to stay on-brand by reviewing all design requests and ensuring consistent design of the highest quality.  The development process of establishing a design center of excellence can be split up into three key phases:  • Minimum viable product (MVP) development Step one is to build your MVP and connect one to three products (and their design systems) to it. The goal of this phase is to connect a small number of products to your brand design system and test how the relationship between them works. • Expand the design language Once you’ve perfected the MVP phase, it’s time to start adding new products and components to your a design center of excellence. This is also the time to begin experimenting with front-end code.  • Global roll-out In the end, all products are ready to be added to your a design center of excellence. It’s a complex process that goes beyond creating a slick logo and catchy tagline. It requires time, dedication, and above all, skills. Today’s customers are spoiled for choice. They have hordes of brands competing for their attention. As a result, they’re drawn to authentic, memorable brands that they can relate to on an emotional level.    The importance of branding In an age of ever-growing competition, striking the right emotional chord is key to standing out from the crowd. The most successful brands today are those that build lasting relationships with their customers. Branding is about defining who you are as a brand, what you stand for, and why it matters. That’s no walk in the park.  There are so many elements and dimensions to take into account that it can be easy to slip up. And while it’s important to make mistakes and learn from them, you don’t always have to. Here are five branding missteps I’ve encountered one too many times. Set yourself up for success by steering clear of them:   1. Struggling to commit to the process Too often, brands overlook the importance of the brand building process . They go about designing, developing, and changing elements of their brand without having a well-defined strategy guiding their decisions.  Successful brands earn customers’ trust by offering consistent, memorable experiences. It’s a constant work in progress. You need to answer tough questions about who you are as a brand and what you stand for. For that, you need to be fully committed.    2. Lack of creativity In this highly competitive market, creativity is essential to differentiating your brand and staying ahead of the pack. When you put creativity at the heart of your brand experience, you’ll leave a lasting impression that attracts and retains customers. When you don’t, you risk winding up with a generic, homogenized brand that blends in with the competition rather than stands out.   3. Losing touch with your brand identity Your brand identity is what sets you apart from the competition. It’s how you evoke emotions and build relationships. This comes down to your brand’s look and feel, from its design to its tone of voice . Each element contributes to how customers perceive your brand. Remember, consistency is key.  At the same time, brands are constantly evolving to stay relevant and keep up with growing customer expectations. It’s important not to lose sight of your identity as your brand grows and evolves over time. Drawing up a set of brand guidelines can help keep you grounded.    4. Skipping steps It’s easy to get lost in the branding process. You may be tempted to skip certain steps and speed things up. But you can’t hit fast forward when building your brand. You need a well-crafted, step-by-step plan in place, and you need to stick to it.  For example, when you start creating content for your website’s blog, you first need to define your brand tone of voice. If you don’t know what you want to sound like, you’ll end up with inconsistent content that your customers struggle to relate to.    5. Creating products without a brand foundation Building a brand is like building a house. Without a strong foundation, it’ll fall apart. Your brand foundation is a stepping stone to the visual identity of your brand. It defines your brand’s purpose, vision, and values.  I’ve seen too many brands trying to create new products or revamp their website without a solid foundation in place. Ultimately, they find themselves lost when making future brand decisions, because there are no principles in place to guide them. Without a brand foundation, you’ll end up with inconsistent products that confuse your customers and will eventually lose their trust.  Branding isn’t a one-time project. It’s a long-haul process requiring all hands on deck. Getting it right is fundamental to your brand’s success. In the end, what matters most is how you define, differentiate, and communicate your brand . That will determine your legacy.
